The 60-second rule

A web enquiry replied to in under 5 minutes converts at about 60%. The same enquiry replied to after 5 hours converts at about 12%.

1. Reply speed

1a. Every web enquiry gets a reply within 60 minutes (business hours). Personal reply or auto-acknowledgement, doesn’t matter — but something within an hour. Most WA small businesses average 4–6 hours. The customers know.

1b. Missed calls trigger an automatic text-back. The single best-value fix on this whole list. Customer rings, doesn’t get through, immediately receives “thanks for calling [business], we’ll ring back in [X] mins — or reply here.” Wins back 15–25% of calls you’d otherwise lose.

1c. Quotes get a follow-up if not accepted within 48 hours. Send the quote, then 48 hours later, check in. “Did the quote arrive OK? Any questions?” Most owners forget. The ones who don’t win 20–30% more of the borderline ones.

2. On the day

2a. Customers get a “we’re on the way” message before arrival. Tradies — the on-route text. Cafés — the table-ready text. Healthcare — the appointment reminder. Tiny, expected by 2026, missed by most.

3. After the job

3a. You ask for a review within 24 hours of completion. The single moment the customer is most likely to leave a review is right after the job. Wait three weeks and the moment’s gone. Send a one-line text with the direct review link.

4. Systems

4a. Customer details stored somewhere searchable. Name, phone, email, suburb, job type. Doesn’t matter if it’s a customer management system (a piece of software sometimes called a CRM), a spreadsheet, or a notebook — must be searchable in 30 seconds. “It’s in my email” is not a system.

4b. You can answer “how many leads last month?” in under 30 seconds. If you can’t, you can’t manage them. The number doesn’t have to be exact — it has to be quick.

4c. Past customers get at least one contact a year. A check-in, a seasonal offer, an annual service reminder. Past customers are the cheapest leads you’ll ever buy.

4d. Online enquiries don’t get lost in personal email inboxes. The contact form sends to “info@” which forwards to your personal Gmail with 12,000 unread. Yeah. Fix this first.

5. Ownership

5a. Someone owns lead follow-up — not “everyone, nobody”. If three people in the business could pick up a lead, none of them will. Pick one person, name them, give them the system. Solo? Then you own it — but you need the system to do most of the work.
